Recently, the companies in fierce competition are to increase the interest and investment in the call center as a way to practice this effectively by recognizing that the constant communication with customers in the power for the growth of the companies. The interest of the companies operating call centers is how to increase productivity and to provide the best service to satisfy the needs of their customers. However, to perform ongoing customer satisfaction, the aspects of productivity are important, but the interest on the consultants at the call center who determine the service quality through the interaction with customers is very important. Without the consultant's satisfaction and the solution of conflict, there is a limit to satisfy the external customers of the company continuously.
Recently, several studies that are intended for the consultants at the call center pay attention to the consultant's emotional exhaustion. The emotional exhaustion caused by the nature of the job at the call center and the excessive stress can negatively affect not only the consultant's mental and physical health, but also the consultant' customer oriented attitude and job satisfaction.
Until now, the studies related to emotional exhaustion showed the impact relation limited by one dependent variable, but there are little researches to conduct an empirical analysis connected to two or more dependent variables.
The purpose of this study systematically reveals the influence the first, by understanding that the consultant's emotional labor, the nature of the job, personal taste, and etc. at the call center affect consultant's emotional exhaustion, the second, by surveying and researching how to consultant's degree of emotional exhaustion at the call center affects customer orientation and job satisfaction, and the third, through verifying and analyzing if the impact on customer orientation and job satisfaction by the consultant's emotional exhaustion has difference according to the support degree of the supervisor and peer.
According to this purpose, we tasted a hypothesis regarding the relationship between emotional labor, the nature of the job, personal taste, and emotional exhaustion, and the relationship between consultant's emotional exhaustion and customer orientation and job satisfaction, and we also analyzed control effect of social support in the relationship between the relevant consultant's emotional exhaustion and customer orientation and job satisfaction.
This study was hypothesized based on the previous research and surveyed on the consultant's of the call center in domestic financial institutions. We applied statistical method such as path analysis, and etc. for the collected data to test the goodness of fit for research model and the study hypothesis. For this, we used the statistical program, SPSS 15.0 for Windows and AMOS 7.0 which are being generally used in statistics such as social science and etc.
The results of this study can be summarized as follows. First , when we look at the results of hypothesis testing regarding that the independent variable of the emotional exhaustion affects emotional exhaustion, only the variable for the nature of the job statistically showed a significant influence. Second, when we look at the result of hypothesis testing regarding that the relevant consultant's emotional exhaustion as a result of emotional labor affects customer orientation and job satisfaction, all of two hypothesis statistically showed a significant effect.
Finally, the result of hypothesis testing regarding the control effect of social support that the impact on customer orientation and job satisfaction of the relevant consultant's by the consultant's emotional exhaustion at the call center will be lower in case the level of social support (supervisor support and peer support) is higher, turned out not to have control effect because all of two hypotheses have inconsistent direction and no significance. Therefore, the contribution of this study can be summarized in the aspect of the theory as follows.
First, it contributed to testing by separation of the independent variables to show acting elements of emotional exhaustion by aiming at the consultant of the call center and to clarifying casual structure that the consultant's emotional exhaustion affects customer orientation and job satisfaction. Second, it clarified that emotional exhaustion is an important variable to play a media role in directly affecting dependent variables by checking one path that emotional exhaustion had negatively affect customer orientation and job satisfaction through a certain process. Third, it found an implication necessary for operation and management of the call center by empirically verifying the ground that the attribute element of emotional exhaustion calling as the nature of the job out of independent variables is important element for management of the consultant at the call center.
